Users don't see the queue. They don't see the effort that went into diagnosing their issue. They see the resolution you sent them.
And if that communication is vague, full of jargon, or reads like it was written in thirty seconds (which it probably was), their impression of your service takes a hit - regardless of how good the actual work was.
Communication quality is invisible until it isn't
The challenge with communication quality is that it's easy to overlook until something goes wrong.
Day-to-day, no individual poorly-written update causes a visible problem. The ticket gets closed. The user moves on. Maybe they're a little uncertain about whether their issue is really resolved, but they don't say anything.
Over time, though, the pattern shows up. CSAT scores drift. Tickets get reopened at a higher rate than you'd expect. Escalations take longer because the context wasn't captured properly first time. Users start chasing updates because the last one didn't actually tell them anything.
By the time these signals are visible, the communication habits that caused them are well established.
The consistency problem at scale
Individual analysts communicate differently. Some naturally write clearly and concisely. Others are technically brilliant but rushed in their written updates. Some have been doing this for years and have their own shorthand. Some are newer to the team and still finding their voice.
None of this is a criticism - it's just human. But it means the quality of communication a user receives depends partly on which analyst picked up their ticket.
That inconsistency matters, especially at scale. In a busy service desk, small differences in communication quality compound quickly. The analyst who takes two minutes to write a proper update is doing better work for users than one who dashes off three words and closes the ticket - but there's no mechanism to make the better approach the default.
Three moments where communication tends to slip
When the ticket lands. The title the user typed when raising it is often vague or incomplete. "Laptop issue" tells nobody anything. Without a clear, accurate summary, every analyst who looks at the ticket afterwards is starting from scratch.
When the update goes out. User-facing updates are often written at the end of a long task, quickly, in the same register the analyst uses internally. The result is language that makes sense inside the team but leaves the user uncertain.
When the ticket moves. Escalations and handovers rely on whoever receives the ticket being able to quickly understand the full situation. If the notes are patchy, that understanding takes longer - and the user waits.
